The Challenge
On September 8, 2026, a technical failure in the UK National Air Traffic Services (NATS) flight processing system forced air traffic controllers to restrict UK airspace. More than 2,000 flights were delayed, cancelled, or diverted, impacting hundreds of thousands of passengers and creating a backlog that took more than two days to clear.
For our client, one of the largest organizations in its sector, the impact was immediate. Travelers were stranded at airports across the UK and Europe, flights disappeared from booking systems, and alternative options became increasingly limited as airlines rapidly filled available seats.
Major disruption events like these reveal the true value of a travel management company like ALTOUR which can deploy expert human agents to match the severity of the disruption. When airline support channels become overwhelmed and travelers urgently need assistance, rapid response and proactive communication make all the difference.
Our Approach
We reached out before travelers needed to call
As soon as the disruption began in the early hours of the morning, we assigned two agents solely to traveler welfare and outreach.
Their focus was simple: proactively contact every traveler scheduled to fly or already affected by the disruption, and arrange alternative flights, accommodations, and onward transportation where needed.
This proactive approach ensured travelers received support before they had to navigate the disruption on their own.
Our traveler welfare team scales according to the severity of each event, allowing us to respond quickly and effectively during large-scale disruptions.
Maintaining Service Levels Under Pressure
While the welfare team focused on proactive outreach, the rest of the service team managed a sharp increase in inbound requests.
Starting at 4:30 p.m., email volumes surged during the final 90 minutes of the business day. Despite the increase, the team maintained our email SLA, significantly exceeding the client’s contractual target.
Between 4:00 p.m. and 6:00 p.m., the team also handled many disruption-related calls. Each interaction required complex, real-time rebooking, as airline inventory changed by the minute, yet urgent traveler needs remained the priority throughout.
Preventing an After-Hours Bottleneck
The client’s standard service day ends at 6:00 p.m., when support transitions to our after-hours team.
By proactively contacting and rebooking travelers during business hours, we resolved a large proportion of cases before they required escalation. The result was a smoother traveler experience, reduced stress for impacted employees, and less pressure on after-hours resources.
Traveler Spotlight: Getting Home from Madrid
Shortly before 3:00 p.m., a senior traveler contacted us after his flight from Madrid to London Heathrow was cancelled.
An agent immediately took ownership of the case. Same-day flights were unavailable, and seats for the following day were appearing and disappearing from airline inventory, as carriers updated schedules and availability. This created ongoing ticketing and reissue challenges.
The agent continuously monitored inventory and successfully secured one of the last available seats on a September 9 flight departing at 1:55 p.m. To protect the booking, the traveler was checked in as soon as confirmation was received.
The next priority was accommodation. The agent identified a hotel in central Madrid, that met both company travel policy requirements and budget guidelines. Throughout the process, the traveler received regular updates and personalized support.
Once everything was confirmed, the traveler expressed relief knowing his journey home had been fully arranged and that he could focus on the evening ahead rather than the disruption.
Results
- Proactive outreach ensured stranded and at-risk travelers received support on the day of the disruption
- Email service levels remained above the client’s contractual SLA, despite a significant increase in demand
- Urgent traveler situations were resolved end-to-end, including flight rebooking, hotel arrangements, and check-in support
- Company travel policy compliance and budget controls were maintained throughout the crisis
- Fewer unresolved cases were transferred to after-hours support, improving traveler experience and operational efficiency
What This Means for Your Travel Program
Travel disruption is inevitable. Over the past several years, large-scale air traffic control incidents have demonstrated how quickly travel plans can unravel, and how important it is to have experienced support in place.
The difference between a manageable disruption and a costly, stressful event often comes down to speed of response. A travel management partner that proactively reaches travelers, takes ownership of critical cases, and maintains service levels under pressure, can significantly reduce traveler risk, while strengthening your duty of care strategy.
